The first reply is the part everyone watches. A customer asks for an installation tomorrow afternoon, the answer comes back in their dialect, the time is checked against the live clock, and the request lands on the board. From the outside, the company looks awake. Then the afternoon arrives, the card is still sitting in New, and nobody told the customer the visit was confirmed. The conversation did its job. The follow-up lived in someone's head, and that person was on another chat.
This is the ordinary failure of a busy support desk. Not a crash. Not a wrong answer. A promise that was true for a minute and then had no owner. Clinics miss the reminder. Hotels miss the change of stay. Telecom desks miss the "the technician is on the way." The customer does not experience that as a missing feature. They experience it as a company that said yes and then went quiet.
A follow-up should be a rule, not a memory
An automation in Mujib is a short list of steps you attach to one real moment. The moment is specific. A request was filed. A card moved from New to Confirmed. A due time on the board arrived. A request sat in the same status longer than you allow. A customer stopped replying. A call ended. Someone on the team pressed a button. A connected system sent an event, such as an order update, and named the customer.
The rule does not run because a chat "felt similar." It runs because that moment happened. You can narrow it further: this request type only, this status only, this channel, this tag, open hours or closed hours, a new customer or a returning one. A clinic reminder should not fire on a billing complaint. A WhatsApp template should not go out on a web chat that never had a phone number. The limits are part of the rule, not a hope you mention in a meeting.
That distinction matters more than the list of steps. Teams get hurt by automations that guess. They get helped by automations that wait for a fact: the board changed, the clock reached the appointment, the customer has been silent for the number of minutes you set, the request has been idle in New since yesterday morning and your working hours say that is too long.
What you can ask a step to do
Once the moment is real, the steps are ordinary desk work written down. Send a message you already wrote, with the request number and the status taken from the board, not typed from memory. If the WhatsApp window is closed, send an approved template instead of a free-text message that the channel will reject. Ask the customer a question and wait for the answer before the next step. Notify someone on the team, assign the conversation, or hand it to a person when the case should leave the assistant.
On the request itself you can move the status, add a note, or assign it. You can add or remove a tag, set a field on the customer, append a row, send an email, or write a line to a Google Sheet. You can drop an appointment onto a calendar from the date field on the card. You can call a connected system. You can wait, branch on a condition, or stop.
When the line itself should be written fresh, an AI step can draft it in the dialect of the project. Classify the conversation. Pull a name, a date, or an amount out of what the customer said. Write the reply. The draft still has to pass through the same send rule as a sentence you typed. Intelligence is not permission to talk to the customer.
Asking first is the point
A new message to a customer is held for approval unless you deliberately set it to send on its own. Mujib prepares the text and files it where the team can see it. A person reads it. Approve, and it goes out on the channel the conversation is already on. Leave it, and the customer receives nothing. The same choice exists for a template and for a line the AI just wrote.
This is the difference between a reminder and a rumor. A refund, a discount, a changed appointment, a sentence the customer will screenshot and treat as a promise: those should wait. A team that has watched the wording for a month can later switch that one step to send immediately. The switch is a decision you make on that step, after you have seen the real text, not a mood the product assumes on day one.
If nobody on the team approved a customer message, it has not been sent. The automation can be enabled and still be quiet toward the customer.
Approvals have their own moments too. When a step is waiting, that wait can start another rule: notify a lead, or notice that the approval expired and the message never left. The queue does not have to be a tab someone remembers to open at the end of the day.
Try it on a sample before it is anyone's afternoon
Every automation has a try. You hand it a sample of the moment, the way you would explain it to a new colleague: a request that just became Confirmed, a customer who has been quiet, a card whose appointment is tomorrow. You see which steps would run and which would wait. A try does not message a customer and does not move the board.
Read the text it would have sent. If the request number is empty, the step is reaching for a field the sample does not have. If the sentence sounds like a brochure, rewrite it in the words your desk actually uses. If a branch would have skipped the customer and only notified the team, that is useful to see before the first real Friday.
When a real run happens, it is written down. What started it. Which steps ran. Whether a message was held. Whether a step failed, and why. You should not have to reconstruct a missed reminder from a customer's complaint and a colleague's memory. The run is the record.
One afternoon, written as rules
A telecom customer asks for a fiber visit tomorrow at 4:30. Mujib checks the clock, files the request, and the card appears in the status you named. That filing is a moment. The rule on it notifies the dispatch chat and does not message the customer yet, because the visit is not confirmed until a person moves the card.
Someone confirms it. The status change is a second moment. The message is already written: the reference, the time, the neighborhood, in the project dialect. It waits in approvals. A supervisor taps approve. Only then does the customer hear it. If the card then sits in Confirmed with no technician assigned for longer than the desk allows, counted inside working hours, the idle rule notifies the lead. It does not invent a new promise to the customer.
The morning of the visit, the due time on the card starts the reminder. If that customer had gone silent the day before, halfway through giving the address, a different rule would have asked once, still with approval, and then stopped. Three moments, three rules, none of them watching the chat and improvising.
Start with one moment and one sentence
The useful first rule is boring. Pick the status change you already trust, usually the one a person sets by hand. Write one sentence that uses the reference and the time from the card. Leave the send on ask. Run try. Read it. Turn the rule on. Watch the first few approvals the way you would watch a new hire on the phone.
Add the idle notice to the team only after that sentence has gone out the way you wanted. Add the due reminder after that. A stack of clever rules on the first day is how a desk wakes up to messages it does not recognize. A single rule you have read is how the follow-up stops depending on who happened to be free.
Want the follow-up to have an owner?
Open automations on the project, attach one rule to a status you already use, and leave the customer message waiting for a person. The first approved send is the one worth copying.
